Internal Collaboration Layer

Private Locked Notes in the Same Thread. Never Visible to the Customer

Pasting screenshots into internal Slack channels breaks conversation context—and risks leaking back to customers. In volbor, internal comments live locked right inside the conversation thread. Rep routing is covered separately: here, the focus is preventing two reps from typing contradictory replies to the same customer.

Locked Notes

"Customer / Internal" Mode Switch. Private Notes Never Hit Channel Webhooks

High-contrast background and lock indicator. A quick hotkey toggles modes so internal pricing debates are never accidentally dispatched to WhatsApp.[1] Notes anchor directly to the specific customer message they reference. Agents log status: what's done, what's pending.

Author & Timestamp

Every note is attributed to an author. Post-mortems rely on immutable logs, not shift memory.

Internal Search

Supervisors search "discount approved" across internal notes without cluttering customer chat logs.

Docs & Subtasks

Attach SOP links or assign cross-department tasks directly in notes—no switching to external apps.

Role-Based ACL

Control who views and writes internal notes via RBAC. External contractors can be excluded from locked notes.

@Mentions

Summon Specialists or On-Duty Teams — Direct Ticket Push Alerts

Type @, pick a colleague or tag @billing. The specialist opens the exact customer thread with 360° context, profile details, and mention reason—no "can you screenshot that?" required. Internal assistance alerts live in a dedicated tab, not cluttering the sales queue.

  • @pavelPush: Nordic discount approval, ticket anchored to customer line.
  • @billingOn-duty billing group, eliminating single points of failure when reps are away.
  • @legalEscalation: context preview right in the notification feed without reloading the entire workspace.

Whispering Coach

Team Leads Whisper Internally. The Customer Only Hears the Rep

Supervisors monitor live conversations and whisper suggested phrasing inside locked notes. The junior rep reviews, adjusts, and sends. Agent takeover is one click away if needed, without jarring re-introductions to the customer. Shift reviews evaluate actual stored coaching notes rather than second-hand recollections.

Agent Whispering

Whispered suggestions stay strictly internal until the assigned rep copies them into the reply.

1-Click Insert

Insert suggested text into the composer with one click. Final pricing and tone stay with the rep.

Instant Takeover

Senior staff seamlessly assume control of escalated conflicts without creating a new ticket.

Collision Detection

Only One Rep Types to the Customer. Others See a Live Lock

Collision detection prevents simultaneous drafting, not assignment conflicts.[2] Live presence indicators show who is viewing the thread. As soon as one rep starts typing, the composer locks for others: "Ira is typing...". Inactivity releases the lock based on your configured timeout. Sending two contradictory replies to the same customer damages your brand—it isn't "agility".

FAQ

Visibility, Channels & Permissions

Can a customer ever see a locked note if an external channel fails?

No. Internal notes are structurally isolated in the database and never dispatched to messenger webhooks, even during third-party delivery outages.

Is this the same as ticket assignment?

No. Ticket ownership is governed by routing rules. Collision detection and whispering govern who types and who coaches in real time.

Can I @mention an entire department if everyone is offline?

Push notifications route to on-duty schedules. If no reps are active, automated escalation rules trigger without requiring manual reassignment.

Can junior reps see internal notes on VIP accounts?

Only if their role grants permission. Otherwise, managers review privately while junior reps see only authorized customer-facing threads.

How is data protected?

All workspace traffic is secured with TLS encryption. Note visibility is enforced via granular RBAC, adhering to strict GDPR and SOC 2 security standards.

Methodology

Data Points & Technical Context

  1. [1]
Internal notes never leak to customer channels

Architectural layer separation: locked notes persist exclusively to the internal ticket database layer and are excluded from WhatsApp, Telegram, or web widget outbound dispatch queues.

  2. [2]
While one agent types to a customer, the composer is locked for other reps

Agent collision detection: active keystroke broadcast locks the composer with a live typing status. Lock expiration on inactivity is configurable. Distinct from ticket reassignment rules on the routing page.
